She shares a real-life example of policy pushback and explains how listening fully, holding firm boundaries, and calmly reinforcing that the policy stands can bring resolution

    The hosts also reflect on how anyone can be perceived as difficult when they don’t feel heard, and the importance of self-awareness. They highlight strategies like choosing to respond rather than react, using silence as a powerful “musical rest” after a rude comment, not fueling escalation, maintaining empathy without excusing bad behavior, and using calm, inquisitive language such as “help me to understand” to de-escalate and help others feel heard.
